I'm sure they are. It's more likely they don't know what the problem is. And don't want to say that.

It's also possible they are looking into it, and are waiting to be able to tell you what they found out.

to really be able to effectively trouble shoot you need to be able to mimic the problem. and they may not be able to. therefore its assumed the problem is somewhere else. (user end)
